Why Traditional CDR Reports Can Be Misleading

Raw call detail records describe call legs, not customer experiences. Here is why that matters and how to get a truer picture.

Call detail records are the foundation of almost every telephone report. They are accurate about what the phone system did. The difficulty is that what the phone system did is not the same thing as what the caller experienced.

Legs, not calls

When a customer rings a business, the call may be answered by an auto-attendant, routed to a ring group, offered to several extensions in turn and eventually answered — or not. Each step can produce its own record. A traditional CDR report lists those records one by one.

How that distorts the numbers

  • Inflated volumes — one caller can appear as several calls
  • Inflated missed calls — every extension that rang without answering looks like a miss, even if a colleague picked up
  • Misleading answer rates — percentages calculated from legs bear little relation to how many people got through
  • Unfair extension comparisons — staff in large ring groups appear to "miss" more calls simply because they are offered more legs

Why spreadsheets rarely fix it

Exporting CDRs to a spreadsheet and trying to group them by hand is time-consuming and error-prone. Different PBX platforms record transfers and ring groups differently, and small mistakes compound quickly.

A better approach

Logical call classification groups the records belonging to one customer call and then decides what actually happened: answered, missed, returned or transferred. Reports built on that foundation describe the customer experience much more closely.

Know the limits

No method can recover information the PBX never recorded. Where source data does not reliably support a figure, the honest answer is not to show it. NOVIQ PBX Insights, for example, does not currently show ring time or abandonment rates for exactly this reason.

If your reports have ever shown far more missed calls than your team believes is true, the counting method is the first thing to check.
