Extension performance reporting shows how calls are distributed across the people and phones in your organisation. Used well, it helps balance workload and identify training or staffing needs. Used carelessly, it can create unfair comparisons and damage trust.
What extension reports usually include
- Calls offered to each extension
- Calls answered by each extension
- Outbound calls made
- Talk time and activity across the day
The ring group problem
If an extension belongs to a ring group, it may be offered many calls that a colleague answered first. Counting every unanswered offer as a miss makes that person look poor when the caller was actually served. Any fair report needs to understand how routing works before judging individuals.
Context is everything
- A part-time colleague will handle fewer calls than a full-time one
- Someone on a specialist line will take longer calls
- A person covering reception at lunch will see a spike in offered calls
Raw totals without context produce league tables that reward the wrong behaviour.
Better questions to ask
- Is workload shared reasonably across the team?
- Are there times of day when too few extensions are available?
- Are callers being routed to the right people first?
- Has a routing change improved the share of answered calls?
Use it to support, not police
Extension data works best as a conversation starter between managers and teams. Share the reports openly, explain how they are counted and focus on the system — routing, cover, training — before the individual.
